The Toggle Tax: Reduce Average Handle Time in Banking
The toggle tax is the time and cost agents lose switching between systems on every call. In banking, associates lose about 58 seconds each time they move between Five9 and the core, roughly 2.4 hours per associate per shift. It is one of the most overlooked ways to reduce average handle time. A member calls about a loan payment. Your associate verifies their identity, opens the core to pull up the account, jumps to another screen to check the loan status, then circles back to log a note. And the member? They wait through every single switch.
Those pauses add up fast. Across banking , associates lose about 58 seconds each time they toggle between systems to find something as simple as an account balance or loan status. Over a shift, that's roughly 2.4 hours per associate spent navigating instead of helping the member.
Where the toggle tax comes from
Most banks and credit unions run Five9 for voice and digital conversations, while member data lives in a core platform such as Jack Henry, Fiserv, or FIS. The two don't share a screen, so associates work in both. The toggle tax shows up in the everyday tasks:
Verifying identity by hand across systems
Digging through the core for balances, transactions, and loan or mortgage details
Juggling separate tools for card management and password resets
Adding account comments and warnings after the call
None of these tasks are hard. The cost is in the switching.
What it really costs
The most visible cost is handle time, which drives staffing and queue length. The hidden costs hit harder. When associates can't see everything in one place, calls get transferred, callbacks pile up, first contact resolution slips, and members get asked the same questions twice. Agents feel it too. Their attention is split between the conversation and the screens, and that wears on them over a long shift, lending to potential unwanted errors and longer handle/call-wrap times which drive up costs.
Put the core inside the desktop
NovelVox Agent Accelerator brings core data straight into the Five9 Agent Desktop through direct API connections to Jack Henry, Fiserv and FIS. When a call connects, the associate sees account tiers, loan status and recent transactions without leaving Five9. Routine work like authentication, transaction processing and call wrap-up can be automated, with role-based permissions, audit trails and data masking keeping access tight in a regulated environment.
Self-service gets the same lift. NovelVox Contact Center Integration Platform (CCIP) connects Five9 to core banking data so members can handle requests like balance checks and card activations on their own, with AI-enabled experiences that can go live in weeks, not months.
The proof
A growing credit union was fighting high handle times. Associates verified identities by hand and bounced between their Five9 Agent Desktop and the core for basic transactions. After they implemented NovelVox Agent Accelerator and CCIP for Five9, After they implemented NovelVox Agent Accelerator and CCIP for Five9, the change showed up quickly. Average handle time fell 19%, because associates no longer had to hunt for answers across screens. Shorter calls added up to $1.2M in annual operational savings. And members felt the difference too: satisfaction rose 24%, since they stopped waiting through every switch.

Start by counting your toggles
You don't need a project to size this problem. You need five calls and a stopwatch. Your toggle tax is the average time associates spend switching screens per call, multiplied by your call volume.
Pick five recent calls. Choose typical ones, such as balance inquiries, loan status checks or card requests.
Count the screens and time the switches. Note every system the associate opened and how long each switch took, from leaving one screen to being ready to act on the next.
Average it. Add up the switch time for each call, then average across all five. This gives you your switch time per call.
Multiply by your daily call volume. Switch time per call × calls per day = your daily toggle tax.
Formula: Toggle tax = (average switches per call × average seconds per switch) × daily calls
For example, say associates switch screens 4 times per call at 58 seconds each. That’s about 3.9 minutes per call. At 500 calls a day, the toggle tax is roughly 32 associate-hours every day.
Handle time is the sum of talk time, hold time and after-call work, divided by the number of calls. Screen switching adds to all three, so a toggle tax this size shows up in your average handle time.
If that number surprises you, we’d love to show you what a connected desktop looks like with Five9 and NovelVox.
