What Is Interactive Voice Response (IVR)?

Interactive voice response (IVR) is an automated phone system that interacts with callers through pre-recorded voice prompts and keypad or speech inputs. How Does IVR Work in a Contact Center?

An IVR system follows a structured process to handle incoming calls:

  1. The caller dials your contact center number.

  2. The IVR answers immediately with a greeting and presents menu options, either through recorded prompts or text-to-speech.

  3. The caller responds using their phone keypad (DTMF tones) or by speaking. Conversational IVR systems powered by NLP can interpret natural language responses like "I need to check my order status."

  4. The IVR processes the input and either resolves the request through self-service (balance inquiry, password reset, appointment scheduling) or routes the call to the best available agent based on skills-based routing rules.
